The session establishes a shared understanding of what genuinely excellent service looks and feels like.

Morning — Session 2
Communication Skills for Customer-Facing Roles

Practical communication skills covering active listening, tone and language, questioning techniques and how to adapt your style to different customer personalities and emotional states. Delegates practise the language of empathy, professionalism and clarity — including what to say and, equally importantly, what not to say.

Afternoon — Session 3
Handling Complaints and Difficult Customers

The core of the programme — a structured complaint handling framework built around the HEARD model (Hear, Empathise, Apologise, Resolve, Diagnose). Delegates work through realistic complaint scenarios, practise de-escalation techniques and develop the confidence to handle even the most difficult customer interactions without losing composure or authority.

Afternoon — Session 4
Service Recovery and Personal Action Planning

Delegates explore what it means to truly recover a service failure — and how a well-handled complaint can create a more loyal customer than if the problem had never occurred. The session closes with personal action planning: each delegate identifies three specific changes they will make immediately on return to their role.
